Job Summary

Duties

Job Description:

The ideal candidate for the Quality Service Manager position will have the ability to consult with Clients, identify requirements, present technical information in easily understood terms and develop partnerships that meet/exceed Cloud 10’s Clients needs.  The Quality Service Manager will manage the Quality Service Program on behalf of Cloud 10’s Client(s) and will be responsible for projects, tasks, and complex Client challenges, including but not limited to, the composition of program scope documents, composing design requirements / specifications for applications in support of a program’s scope, the composition, management and continuous improvement of processes in support of a program’s scope, and the on-going management of the program including those duties and responsibilities as follows:

Essential Duties & Responsibilities:

  • Communicating directly with the Client(s) and/or business partners via site visits, conference calls, web meetings, daily phone support, and email.
  • Conduct root-cause analysis to determine key development areas based on quality assurance SLA’s. Publish results to establish awareness and identify action plans to improve performance.
  • Assign action plans in accordance with the business process to appropriate staff members, Client(s) and/or business partners.
  • Arrange and facilitate meetings, as required, to discuss actions, outcomes, risks and mitigation strategies based on established action plans. Document and publish results to establish ownership and delivery dates.
  • Work closely with Client Management, Application Support, Quality Assurance Team(s), and Training and Development in identifying / creating / managing process improvement initiatives.
  • Log all Client(s) and/or business partner issues in dedicated ticketing application. Provide detailed and accurate notes for all related activities needed to resolve issue. Promptly refer issues to other departments as needed.
  • Assume ownership of issues received and/or logged by the Client(s) and/or associated business partners as detailed within the scope of support
  • Ensure that all Client(s) and/or business partner requests are resolved timely and accurately and to their satisfaction. Communicate updates and resolutions to Client(s) and/or business partners in a timely manner. Follow established policies and procedures regarding problem resolution.
  • Provide weekly/monthly status reports for clients based on KPIs and SLA’s.
  • Provide quarterly business review reports for clients.
  • Prepare accurate Functional Specs (FS) and Statement of Work (SOW) for custom projects
  • Complete any and all projects as assigned by manager.
  • Receive and respond to all communications from manager.
  • Conduct site audits as designated by manager (no more than twice annually)
  • Train all new internal/external users on quality Applications via on-site, conference and/or web meetings. Answer any application related questions from Client(s) and/or business partners.

Minimum Knowledge, Competencies & Qualifications:

  • Four-year degree; or 5 to 7 years experience in call center management, which should include 3 to 4 years of customer service and/or quality assurance management.
  • Ability to communicate with others in a clear, understandable and professional manner on the phone, via email, via web meetings and in person. Must demonstrate diplomacy in both written and verbal communication.
  • Ability to calculate figures and amounts such as averages, means, standard deviations, percentages and area.
  • Ability to solve practical problems and deal with a variety of concrete variables in situations where only limited standardization exists; to interpret a variety of instructions and/or data furnished in written, oral, diagram, schedule, and flat table form; and to work on multiple projects and prioritize those projects based on importance without direction.
  • Proficiency with MS Office 2003 and 2007, including but not limited to Excel, Access, PowerPoint, Word, Publisher, InfoPath Visio, and Project.
  • Proficiency in report / chart generation as well as the use of Pivot Tables, MS SQL Server, FTP Clients
  • Must have a basic understanding of php, html and visual basic and must be able to learn new languages and/or applications as necessary

Must be able to travel locally on a frequent basis and may be required to travel long distances 3-5 time a year.

Summary
